Why your reply matters more than the review
A negative review is read by every future customer who looks at your profile. Most of them know that no business is perfect. What they are judging is how you respond: calmly and helpfully, or defensively. A good reply can make a one-star review reassure the next customer instead of putting them off.
Replies also show Google that the profile is actively managed. On paid plans, our audit counts how many of a business's reviews have a reply.
Before you reply
Take a moment first:
- Wait until you are calm. A reply written in anger stays public for years.
- Find out what happened. Check the job, the booking or the order, and talk to whoever was involved.
- Reply within a few days. A quick reply shows you take it seriously.
- Never share private details: no job records, health information, legal matters or anything the customer didn't post themselves.
A structure that works
Keep it short. Four or five sentences is plenty:
- Thank them by name for the feedback.
- Acknowledge the problem in their words, without arguing.
- Apologize for their experience. If it was your mistake, say so plainly.
- Say what you have done or will do about it, in one sentence.
- Offer to continue the conversation privately, with a name and a direct phone number or email address.
Example: a late or missed appointment
"Hi [Name], thank you for letting us know, and I'm sorry we kept you waiting. Arriving two hours late without calling isn't the service we aim for. We've changed how we update customers when a job runs over, so it doesn't happen again. I'd like to make this right: please call me directly on [number]. [Your name], [role]"
Example: a complaint about the price
"Hi [Name], thanks for your feedback. I'm sorry the final bill came as a surprise. We always aim to agree the price before we start, and I'd like to understand where that went wrong in your case. Could you call or email me at [contact] so we can go through it together? [Your name]"
Example: a review with a factual mistake
"Hi [Name], thank you for taking the time to write this. I'm sorry you were disappointed. To clear up one point for other readers: [the correct fact, stated briefly and politely]. That said, we clearly didn't explain it well enough, and we'd like to talk it through. Please contact me at [contact]. [Your name]"
Example: a one-star rating with no text
"Hi [Name], we're sorry to see you weren't happy with your experience. We'd really like to know what went wrong so we can put it right. Please get in touch with me at [contact]. [Your name]"
Example: you can't find them as a customer
"Hi [Name], we take every review seriously, but we can't find a record of your visit under this name. Could you contact us at [contact] with the date and details, so we can look into it? [Your name]"
Stay polite even when you are sure the review is fake. Future customers will read your reply, not the reviewer.
What not to do
These turn one bad review into a bigger problem:
- Arguing, blaming the customer, or going through the job point by point in public.
- Copying the same reply onto every negative review.
- Offering a refund or discount in exchange for removing or changing the review.
- Asking friends or staff to post positive reviews to bury it. Google removes them and can penalize the profile.
Reviews that break Google's rules
Google removes reviews that break its policies: spam, fake reviews, conflicts of interest such as a competitor or former employee, offensive content, and reviews about a different business. You can report them from your Business Profile. A review that is simply unfair or that you disagree with won't be removed, so reply to it instead.
If you fix the problem, it is fine to ask the customer whether they would like to update their review. Many will, but it has to be their choice.
Then outnumber it
The best answer to a bad review is a steady flow of good ones. Ask every customer, on the day the job is finished, with a direct link to your review form. Our free review link generator gives you that link and a QR code in a minute.
